Some conversations begin with a question. Others begin with a complaint, a moment of uncertainty, or the quiet hope that someone on the other end will genuinely understand. For Lavdrim Lakna, Sales Operations Agent at Fusion CX in Pristina, Kosovo, those first few moments have never been about finding the quickest answer. Before there is a solution, there is a person. A different story. A different expectation. A different way of communicating. He knows every conversation begins with a person and that belief shapes every interaction he has with his customers.
“Every conversation is different, and I enjoy the challenge of turning uncertainty into reassurance. Seeing a customer go from frustrated to genuinely appreciative by the end of our conversation reminds me why I love what I do.”
Some people remember the details of a conversation. Others remember the solution they received. More often than not, however, what stays with us is something much simpler—we remember how someone made us feel. Long after the questions have been answered and the conversation has ended, the feeling of being heard, understood, and treated with genuine care has a way of lingering. While many people measure success by how quickly an issue is resolved, Lavdrim measures it differently. He believes the best conversations begin by slowing down long enough to understand who is speaking. Every customer arrives carrying something different, and every interaction deserves the patience to discover it.
Over time, that simple mindset has become more than the way he works. It has become the way he connects with customers, teammates, and the people around him.
Not Every Story Sounds the Same
Processes can be standardized. People cannot.
One of the lessons Lavdrim has learned throughout his journey is that no two conversations ever truly begin in the same place. Every customer brings their own expectations, communication style, experiences, and emotions into a conversation. Some need reassurance. Others need clarity. Some simply need someone willing to listen before trying to solve the problem. Instead of approaching every interaction with a prepared response, he approaches it with curiosity.
That willingness to adapt has become one of the defining qualities of his work. Rather than expecting people to fit a process, he adjusts his communication to fit the individual. It allows conversations to become more natural, solutions to become more meaningful, and customers to feel seen instead of processed. For Lavdrim Lakna, understanding is not an extra step in customer service. It is the first one.
Listening Changes the Direction
“People usually just want to feel heard, and once they know you’re genuinely trying to help, the conversation naturally becomes more productive.”
There is a difference between hearing words and understanding what someone is trying to say. Experience has taught Lavdrim that difficult conversations often become easier when people feel genuinely heard. Instead of rushing to explain, he begins by listening carefully, asking thoughtful questions, and creating space for customers to express what matters to them. Only then does the conversation begin moving forward.
That approach didn’t happen overnight. Like many professionals, he once found challenging conversations more difficult to navigate. Over time, however, patience became a skill, empathy became a habit, and listening became the foundation that made every interaction more productive. He has also discovered that people are rarely looking for perfection.
More often, they are looking for confidence that someone is paying attention. When customers recognize that their concerns are being understood rather than simply managed, uncertainty starts to fade. Trust begins to grow naturally, making even complicated conversations feel collaborative instead of confrontational. Listening, for Lavdrim, is never passive. It quietly changes the direction of the entire conversation.
The Customer Who Came in Convinced There Was No Solution
He remembers a specific call: a customer who arrived certain that nothing could be done. Not frustrated in the ordinary way but fundamentally convinced that the situation was unresolvable and that the call was a formality rather than a genuine attempt at help. Lavdrim took the time to listen to the whole situation before responding. He explained each step clearly and answered every question, including the ones that the customer asked twice because the first answer had not yet settled into belief.
“I listen first, ask thoughtful questions, and make sure customers know I’m focused on their situation. Only by taking the time to listen, explain each step, and answer every question the call ends with gratitude instead of frustration.”
The customer left with a solution they had not believed was available. What Lavdrim remembers is not the resolution itself but the mechanism: the specific quality of attention and communication that transformed the customer’s expectation of the call while the call was still happening. “Moments like that,” he says, “remind me how powerful good communication can be.” He has been studying what makes communication powerful — through psychology, through personal development, through the daily practice of doing it in real conditions — for as long as he has been at Fusion CX.
“Clear communication, genuine empathy, and thoughtful questions are often the difference between a difficult conversation and a meaningful customer experience.”
The First Conversation of the Day
“I also make it a habit to treat every customer like it’s the first conversation of the day, no matter how busy things get. “
Anyone working in customer experience knows that busy days can easily blur conversations together. For Lavdrim Lakna, they never should. One personal habit has quietly shaped the way he approaches every interaction. He treats every customer as though they are the first conversation of the day. It doesn’t matter how many calls came before or how busy things became. Every person deserves the same patience, focus, and fresh energy as the very first interaction. It is a simple philosophy, but one that requires remarkable consistency. Alongside staying organized and keeping detailed notes, this mindset helps him remain fully present with every individual rather than carrying the weight of previous conversations into the next one.
“I like encouraging the people around me, celebrating team wins, and helping create an atmosphere where everyone feels motivated. I believe a positive attitude is contagious.”
The same outlook extends beyond customer interactions. Lavdrim enjoys encouraging colleagues, celebrating team achievements, and contributing to an environment where positivity becomes part of the team’s culture rather than an occasional moment. He believes attitudes spread just as easily as emotions. When one person chooses patience, encouragement, or optimism, those choices often influence everyone around them. Perhaps that is why he continues to look for opportunities to learn, improve, and support others. Every new interaction offers another chance to do exactly that.
Football, Coffee, Lasagna, and a Ticket Somewhere
When the shift ends, Lavdrim recovers through people and motion: Family and friends. He plays football. He travels whenever he can, planning the next destination while the most recent one is still processing. He watches documentaries and listens to music, calm playlists when the shift was cognitively dense, loud beats when the energy needs lifting, dial set by the day. His favourite song right now is ‘Magnetic’ by The Bausa. It puts him in a good mood instantly. Lavdrim Lakna is a night owl who runs on coffee. His comfort food after a long shift is homemade lasagna. Nothing beats it.
He studies psychology and communication in his own time. Off the clock, he is still the same person who finds human behaviour interesting. A workout or making someone laugh lifts his mood most immediately.
He often jokes that customers have a sixth sense for asking the one question he’s never heard before precisely when he thinks he has heard it all. But he knows today’s most challenging interaction will probably be tomorrow’s funniest story. His notes keep growing, the lessons become clearer, and every new day begins the same way, with fresh energy, fresh coffee, and the curiosity to see what question comes next.
Leaving More Than an Answer Behind
“Helping others succeed creates stronger teams, stronger relationships, and opportunities for everyone to continue learning, growing, and moving forward together.”
Ask Lavdrim Lakna what keeps him motivated, and his answer goes beyond performance metrics or daily responsibilities. He believes there is always something new to learn. Every conversation teaches something. Every challenge strengthens a skill. And every interaction offers an opportunity to become better than yesterday.
“Working at Fusion CX means being part of a team that challenges me to grow every day. It’s an environment where collaboration, continuous learning, and supporting one another make it possible to deliver the best experience for our customers.”
That mindset has shaped not only his own growth but also the way he hopes others experience him. Whether he is helping a customer navigate uncertainty or encouraging a teammate after a demanding day, his goal remains remarkably consistent—to leave every interaction a little better than he found it.
Not because every conversation will be perfect. Not because every challenge disappears immediately. But because people remember something far more lasting than a solution.
They remember how they were treated.
For Lavdrim Lakna, every conversation begins with a person.
And when people feel understood before they feel advised, something meaningful happens. Confidence replaces uncertainty. Trust replaces hesitation. Conversations become connections. In the end, the most valuable thing he leaves behind is rarely just an answer. It is the feeling that, for those few moments, someone truly listened.
