Beyond the Magic Button: Deep Saha on Ownership, Empathy and Customer Experience

Deep Saha, Aux Quality team member at Fusion CX Kalyani, India

A funny thought once crossed Deep Saha’s mind amid the demands of his work: imagine having a button on your desk that could instantly teleport a delayed package to its destination. No waiting, no repeated inquiries, no uncertainty. Just one press, and the problem is solved.

But the real difference rarely comes from a magic button. It comes from the people who work through the delays, help ensure packages reach their destinations or are returned, and guide customers through the uncertainty with empathy, clear communication, and an objective approach. Even when an immediate solution isn’t possible, the way a concern is handled can change how the entire experience feels to customers. And Deep knows that customer experience rarely comes with shortcuts. It takes listening with care, understanding what needs fixing, setting realistic expectations, and, sometimes, taking personal ownership of an issue until it is resolved to create a memorable experience and satisfaction.

Over the past two years at Fusion CX in Kalyani, Deep has experienced customer service from more than one perspective. He began as a Customer Service Associate, went on to provide SME support, and now supports the Aux Quality function. Each step has broadened his understanding of what makes an interaction effective. Today, he draws on that first-hand experience to evaluate customer conversations, guide agents through constructive feedback, and help them turn learning into better practices.

Some Calls Stay with You

Some customer interactions stay with you long after the conversation ends. Conversations were situations that were challenging at first, but with patience, empathy, and expertise, not only are solutions delivered, but much more is achieved.

Deep recalls one such experience from his time handling customer calls.

A customer had been struggling with a return process that had already faced multiple delays. It was the kind of situation where frustration could easily overshadow the conversation. Instead of treating it as just another query, Deep took personal ownership, guided the customer through the process, and ensured that the pickup was completed. What stayed with him was the customer’s final reaction: a sigh of relief.

“I took ownership of a repeatedly delayed return, ensured the pickup, and the customer’s final sigh of relief reminded me how one interaction can change everything.” Deep Saha, CSA Fusion CX Kalyani, India

That detail matters. The customer didn’t just need an explanation of the return process. They needed to know that someone understood the problem and was willing to see it through. For Deep, that interaction became a reminder of how much difference one person’s involvement can make.

It also reflects an approach that has remained relevant throughout his changing responsibilities at Fusion CX: resolving an issue is important, but the way someone experiences that resolution matters just as much.

When a Delayed Delivery Becomes More Than a Query

Customer concerns about delayed deliveries, stuck orders, cancellations, and returns can involve more than providing a status update. Customers want clarity, but they also want to feel that their concerns have been taken seriously. Deep believes that begins with active listening. Whether he handles a customer interaction himself or helps another agent understand how to approach one, he prioritizes acknowledging concerns and providing clear, realistic timelines.

A reassuring tone matters, but so does being objective. In difficult conversations, he remains polite, focuses on the facts, and identifies the quickest practical solution. His understanding of customer experience developed through frontline work and later as an SME (Subject Matter Expert), which paved the way for him to join Aux as a quality expert. He knows a good interaction isn’t simply about saying the right thing. It is about understanding the situation well enough to offer information the customer can rely on.

“A seamless customer experience starts with active listening, validating customer concerns, and providing clear, realistic timelines that build trust.”

For Deep, these principles extend beyond individual conversations. They also shape how he views call quality and the standards expected across the team.

From the Customer’s Side to the Quality Side

Deep’s professional journey at Fusion CX has involved as much a change in perspective as a change in responsibilities.

He began as a Customer Service Associate, moved into SME support, and now has the opportunity to work as supporting staff in Aux Quality. He says transitioning from back-to-back customer calls to supporting colleagues, then evaluating their interactions, initially felt overwhelming. Over time, however, managing quality parameters and assessing peer performance became a more natural part of his work.

His current responsibilities include auditing calls, evaluating how customer queries are handled, and supporting the floor by checking whether service standards are being met. He uses CRM systems to track orders and keeps quick notes on quality parameters, errors, and process updates that may need to be shared as feedback.

What makes this transition particularly meaningful is the experience he brings to it. He has handled customer concerns himself, understands the practical challenges agents encounter, and can now use that knowledge to help improve the quality of their interactions. These frontline experiences remain relevant even though his responsibilities have evolved. The customer may no longer speak to him directly, but the understanding he gained from those conversations continues to shape how he views service quality.

Quality Has to Be Fair

There is another side to Deep’s current role that requires careful judgment. Evaluating calls made by colleagues means maintaining an unbiased approach, even when the people being evaluated are also his peers. For him, the answer is to focus on the quality parameters and helping them with their growth. The purpose of an evaluation is not simply to identify what went wrong. It is to provide constructive feedback that helps someone understand what can be improved.

This is where his previous SME experience becomes particularly useful. He understands the importance of process knowledge, but he also recognizes that people need clear guidance to apply it consistently. One of the moments that has made him proud in his Aux Quality role was evaluating an agent’s call and seeing that person successfully apply feedback and process knowledge Deep had shared earlier.

It was a small but meaningful result. The value of his guidance became visible not in the feedback itself, but in what another person was able to do with it. That is perhaps one of the more rewarding aspects of his evolving role: seeing knowledge travel beyond the person who first acquired it.

Closing Tabs, Finding Open Roads

Deep’s working style has a preference for order. Between monitoring calls, he secretly enjoys organizing his desktop and closing unnecessary tabs. It is a small habit, but one that reflects his appreciation for keeping things organized while managing different details.

Outside work, however, his idea of a refreshing break looks rather different.

Give him a bike, an open road and the possibility of a spontaneous trip, and he is happy. Short rides, visits to the seaside, mountain views and discovering new places are among his favorite ways to unwind. He enjoys PC gaming on Steam too, but a scenic ride offers a different kind of escape from the routine.

He is a little of both a morning person and a night owl, appreciating the quiet of early mornings as much as a ride at night. Tea is his definite preference, although coffee occasionally makes an appearance. His music choices depend on the moment: calmer playlists while working, louder beats when riding or working out. Arijit Singh is among his favorite singers, while a good plate of mutton biryani (a fragrant, spiced rice dish cooked with tender mutton) with chaap (succulent pieces of marinated meat, typically cooked in a rich, flavourful gravy) makes for a particularly satisfying meal after a long day.

And then there are the people who keep him grounded. Spending time with his close friends and having good conversations are important to him. Sometimes, the best way to recharge is simply to make an unplanned outing and enjoy their company.

The Button Is Missing, but the Difference Is Real

A magic button that instantly solves delayed deliveries would certainly make customer service easier. But Deep’s experience has shown him that meaningful resolutions are built through something more dependable: listening, taking ownership, being clear about what happens next, and making sure the details are not overlooked.

His journey from handling customer calls to SME support and now Aux Quality has given him different ways to contribute to that experience. The work has changed, but the importance of understanding the customer has remained. And perhaps that is what makes his story worth remembering. The difference between an interaction that simply ends and one that leaves someone relieved often comes down to the attention, patience, and ownership behind it.

The magic button might still be missing from Deep’s desk. But the ability to make a difficult experience better is something he has been building throughout his journey at Fusion CX.
